Ein Dienstleistungsunternehmen kann immer nur so gut sein wie sein Personal. Wenn die Mitarbeiter nicht begeistert sind, werden auch die Kunden nicht zu begeistern sein. Die meisten Dienstleistungen kann man nicht von den Personen trennen, die sie erbringen. Der Steuerberater selbst ist ein unentbehrlicher Bestandteil der Steuerberatung, der Makler ein wesentliches Element des Immobiliengeschäfts und der Lehrer ein zentraler Teil der Ausbildung. Wenn Kunden eine Dienstleistung erwerben, „kaufen“ sie in Wirklichkeit Mitarbeiter. Dienstleistungen sind vor allem Aktivitäten, und diese sind häufig arbeitsintensiv.
