Zusammenfassung
Die Gestaltung von Interaktionen gewinnt im Dienstleistungsmanagement immer mehr an Bedeutung (Krick/Wehrli 2000, S. 257). Neben dem Design reiner Austauschtransaktionen, bei denen lediglich die Übertragung von Verfügungsrechten an veredelten oder weitgehend standardisierten Dienstleistungen von Bedeutung ist, rückt insbesondere das Management von komplexen Austauschprozessen immer stärker in den Mittelpunkt des Interesses. Austauschprozesse sind durch einen hohen Grad an Integrativität des externen Faktors in den Leistungserstellungsprozess und durch Verhaltensunsicherheit auf beiden Marktseiten gekennzeichnet. Aus diesen Charakteristika komplexer Dienstleistungen ergeben sich besondere Anforderungen an das Design von Kooperations- und Delegationsbeziehungen. Mit dem Übergang von einer kurzfristig ausgerichteten Betrachtung einzelner Transaktionen hin zu einer Orientierung an der Gestaltung kontinuierlicher Interaktionen mit Kunden und Konkurrenten nimmt das Management von Geschäftsbeziehungen eine zunehmend bedeutendere Stellung ein (Eckel 1997; Plinke 1997).
